Title:Analiza pritožbenega vedenja odjemalcev na spletu

Abstract:Digitalizacija je bistveno preoblikovala način, kako odjemalci izražajo nezadovoljstvo z izdelki in storitvami. Spletne pritožbe, objavljene na družbenih omrežjih, platformah za ocenjevanje in forumih, lahko dosežejo široko občinstvo ter pomembno vplivajo na ugled podjetij. Diplomsko delo obravnava pritožbeno vedenje odjemalcev na spletu, pri čemer se osredotoča na motive za pritoževanje, uporabljene komunikacijske kanale ter odzive podjetij. Empirični del vključuje kvalitativno analizo pritožb odjemalcev restavracije Pizzerija in špageterija La Cantina Center, primerjavo odzivnih strategij desetih globalnih podjetij ter analizo spletnega anketnega vprašalnika, v katerem je sodelovalo 174 slovenskih odjemalcev. Rezultati kažejo, da odjemalci za izražanje nezadovoljstva najpogosteje uporabljajo neposredne kanale, kot sta e-pošta in spletna stran ponudnika, pri čemer je hitrost odziva ključni dejavnik pri izbiri kanala. Ugotovitve prav tako potrjujejo, da ima odziv podjetja pomemben vpliv na nadaljnjo percepcijo podjetja med odjemalci. Pritožbe so v povprečju vljudne, odločne in usmerjene v opozarjanje podjetja, kar kaže na njihovo pretežno konstruktivno naravo.

Title:Analysis of consumer online complaint behavior
Abstract:Digitalisation has fundamentally reshaped the way consumers express dissatisfaction with products and services. Online complaints, posted on social media, review platforms and forums, can reach a wide audience and significantly affect company reputation. This thesis examines online consumer complaint behaviour, focusing on the motives for complaining, the communication channels used, and company responses. The empirical part includes a qualitative analysis of customer complaints for the restaurant Pizzerija in špageterija La Cantina Center, a comparison of response strategies of ten global companies, and an analysis of an online survey completed by 174 Slovenian consumers. The results show that consumers most frequently use direct channels such as email and the provider's website to express dissatisfaction, with speed of response being the key factor in channel selection. The findings also confirm that a company's response has a significant impact on consumers' subsequent perception of the company. Complaints are on average polite, decisive and aimed at notifying the company, indicating their predominantly constructive nature.
